ITIL-compliant IT support software

As organizations continuously improve the quality of their IT services, choosing the right IT support software becomes a strategic decision. The right solution must support ITIL practices to enable more effective incident management, better service visibility, and continuous improvement.

Selecting ITSM software requires evaluating several key criteria. The first is whether the platform can support the full range of service management practices defined by ITIL — from service desk and incident management to service catalog and service level management.

A well-designed and properly configured ITSM solution helps organizations successfully adopt ITIL practices while making it easier for IT teams to integrate these processes into their daily operations.

Service desk and incident management

Incident management is one of the core practices of the service desk. An ITSM solution must be able to capture all incidents reported by users and assign each one a unique identifier to ensure complete traceability from creation to resolution.

The platform should allow teams to clearly identify the nature of each incident, classify it according to priority and impact, and assign it to the appropriate resolution group.

An effective ITSM solution provides visibility into active incidents, resolution times based on priority levels, and key performance indicators such as average resolution time. It automates time-consuming tasks — including escalations, notifications, and follow-ups on unresolved incidents — allowing teams to focus on solving problems rather than managing administrative tasks.

Advanced solutions, such as Octopus, now include artificial intelligence capabilities that can automatically categorize incidents, route them to the appropriate team, and suggest solutions from the knowledge base — all from a simple natural-language description. This reduces effort for both users and service desk teams.

Problem management

An ITSM solution must also support problem management to help organizations identify the root causes behind recurring or critical incidents.

To do this effectively, it must consolidate configuration management data through a CMDB and provide dashboards that connect incident frequency, resolution times, and affected configuration items. It should also enable teams to document workarounds and permanent solutions to prevent recurring issues.

By combining incident history with an up-to-date CMDB, artificial intelligence can now help identify potential problems before they become incidents — such as a hard drive approaching failure, a server showing performance degradation, or an undocumented software dependency. These insights would be difficult to identify manually.

Change management

In ITIL v3, this practice was known as “Service Transition.” In current ITIL practices, it is referred to as “Change Enablement.” The objective remains the same: ensuring that changes are assessed, authorized, prioritized, planned, tested, documented, and reviewed in a controlled manner.

An ITSM solution aligned with ITIL best practices should allow teams to record change requests (RFCs) and link them to CMDB configuration items to assess potential impacts. It should manage approval workflows, maintain complete process traceability, and help plan changes based on resource capacity and availability.

After deployment, the platform should allow teams to evaluate whether the change achieved its objectives and measure its impact on service quality.

Service level management

Service level management is essential for measuring and improving IT service performance. An ITSM solution should allow organizations to define service level agreements (SLAs) by service type and measure whether commitments are being met.

The platform should provide dashboards with key metrics such as:

  • Percentage of incidents resolved within SLA targets
  • SLA compliance rates
  • Average resolution time by priority level
  • Service performance trends

It should also provide proactive alerts when service quality begins to decline.

Organizations implementing ITIL often discover that defining and managing SLAs is more complex than expected. Targets must be realistic, measurements must be accurate, and reporting must be automated to deliver real value.

Leading ITSM solutions, such as Octopus, provide preconfigured models by industry — including municipalities, healthcare, education, and public sector organizations — with relevant SLA examples and performance indicators. Organizations do not need to start from scratch; they can begin with proven models and adapt them to their specific needs.

Service catalog management

The service catalog is a cornerstone of ITIL. It provides a complete view of the IT services available to users, including descriptions, usage conditions, and associated service levels.

An ITSM solution should make it easy to create and manage this catalog through an intuitive interface. Teams should be able to define service attributes such as descriptions, SLAs, costs, procedures, and approval requirements, organize services into categories, and publish them through a self-service portal.

However, creating and maintaining a comprehensive service catalog can quickly become a project in itself. This is why modern ITSM solutions, such as Octopus, offer no-code configuration capabilities. Teams can create, update, and adapt their service catalog directly within the platform without relying on complex development projects.

Beyond ITIL: the natural evolution toward ESM

Once ITIL practices are well established within the IT department, the next step is often extending service management principles across the organization through Enterprise Service Management (ESM).

The concept is simple: apply the proven processes and tools of IT service management to other business functions, including human resources, finance, legal, procurement, and facilities.

The objective is to improve overall service quality, optimize costs, and create a smoother employee experience across the organization.

This represents a growing trend among mature organizations. Companies that successfully adopt ITIL are increasingly expanding service management beyond IT. Leading platforms, such as Octopus, are designed from the beginning as ESM platforms, allowing organizations to manage all types of internal services — far beyond traditional IT support.
